At Patriot Mobile, a rapid Sales proof point established credibility for a broader Member Services transformation spanning real-time management, workforce strategy, reporting, technology and leadership governance.

Initial Diagnostic

Start by understanding the operation at every level

The assessment moved from the COO through functional leaders, middle managers, frontline leaders, IT, Talent Acquisition and QA, then into direct agent observation. Existing reports were reviewed alongside schedules, staffing, call volumes and service performance.

The information was often available. The larger gap was what the organization did with the information once it had it.
Proof of Concept

A five-week Sales intervention demonstrated the model

Sales had excess premium contractor coverage but schedules were not aligned to interval workload. A contained shift-bid intervention was chosen to prove that structure could create immediate operational value.

Week 1 — Design

Align with the Sales Director, establish a performance ranking based on known coaching metrics, communicate the bid, and build workload-based schedules.

Week 2 — Bid

Agents bid schedules using the established ranking.

Week 3 — Communicate

Schedule results issued with a two-week transition window.

Week 5 — Go Live

New schedules take effect and service performance becomes consistently attainable.

Capacity decisions require explicit rules

WFM Real-Time Coordinators were being established as an active operational control function. Prescheduled coaching, training and other planned investments remained protected unless a Director+ approved a change; ad hoc off-phone activity created by a temporary lull was immediately recoverable when demand returned.
